Handling Delayed Service Professionally

Purpose

This SOP explains how guides should respond when a tasting is not ready at the expected time.

Delays should be handled calmly, discreetly, and without embarrassing the restaurant or creating unnecessary concern among guests.

Confirm the Delay Privately

Speak with the restaurant contact away from the group.

Ask:

  • How long the delay is expected to last
  • Whether seating is available
  • Whether part of the tasting can be served
  • Whether the group should wait elsewhere
  • Whether the next stop may be affected

Do not repeatedly pressure staff for unrealistic estimates.

Keep Guests Informed

Guests become more frustrated when no one communicates.

Say:

“Our tasting needs a few additional minutes. I’m adjusting our timing, and we’ll use this opportunity for another Carlsbad story.”

Do not say:

  • “They forgot about us.”
  • “This restaurant is always slow.”
  • “The kitchen is a disaster.”
  • “This is not our fault.”

Use the Time Productively

Approved options may include:

  • Sharing a short story
  • Pointing out nearby architecture
  • Answering guest questions
  • Offering a restroom opportunity
  • Taking a group photograph
  • Visiting a nearby landmark
  • Resequencing stops with permission

Do not add an unapproved restaurant or promise extra food.

Protect Later Reservations

When the delay could affect another stop:

  1. Estimate the revised departure time.
  2. Contact the next restaurant.
  3. Notify the owner or tour manager.
  4. Shorten optional content if necessary.
  5. Keep the group together.

Escalate Significant Delays

Contact management when:

  • The restaurant cannot give a reasonable estimate
  • The delay exceeds the workable tour schedule
  • A later reservation is at risk
  • Guests begin making serious complaints
  • A tasting may need to be removed
  • Compensation is requested
  • A major itinerary change is necessary

Document the Delay

Record the scheduled arrival, service time, staff explanation, actions taken, guest impact, and management instructions.

Performance Standard

A trained guide should:

  • Confirm the facts privately
  • Communicate without blaming
  • Use waiting time constructively
  • Protect later stops
  • Seek approval for major changes
  • Document significant delays
